After This Lesson You’ll Be Able To
-
Tier 1: Identify respectful, solution-focused language and rewrite poor responses to sound professional.
-
Tier 2: Apply professional tone and empathy in realistic customer-service scenarios through analysis and scripting.
1. Kick-Off (2-3 min)
Prompt: Think about a time someone helped you fix a problem—what did they say that made you feel heard?
Goal: Highlight that strong service starts with tone and empathy, not just solutions.
2. Core Concepts (5-7 min)
| Concept | Definition | Example |
|---|---|---|
| Empathy | Understanding and acknowledging the customer’s feelings. | “I can see how that would be frustrating.” |
| Clarity | Giving simple, concrete steps or answers. | “Here’s what I can do right now…” |
| Tone | The emotional quality of your words and phrasing. | Calm, helpful, and patient. |
Mini Demo: Instructor reads two responses to a complaint (one curt, one calm). Ask: “What made the second sound professional?”
3. Guided Work Time (12-15 min)
Tier 1 — “Fix the Reply”
- Students review 3 short “bad” replies to a customer issue (missing order, tech glitch, wrong size).
- Rewrite each using empathy, clarity, and tone.
- Share one revision aloud.
Tier 2 — “Service Scenario Simulation”
- Groups analyze one detailed scenario (customer upset about delay).
- Step 1: Identify the problem and emotion.
- Step 2: Write two responses—one poor, one professional.
- Step 3: Exchange with another group for critique and improvement.
Output: Each group submits a one-paragraph “Service Report” summarizing what language built trust.
4. Reflection (2-3 min)
Exit Ticket (Schoology or Paper): “What phrase or mindset will you use to stay calm and clear when a customer is frustrated?”
